Ticket deflection vs resolution

Deflection makes customers do the work. Resolution does it for them.

Most AI support tools are deflection tools. They send customers to a knowledge base article and call it handled. TicketResolve AI is a resolution tool — it reads the ticket, finds the answer, and sends a complete response. The customer experience is fundamentally different.

Deflection and resolution: a clear definition

Ticket deflection

Definition: Reducing the number of tickets that reach a human agent by redirecting customers to self-service resources — knowledge base articles, FAQ pages, or chatbot flows — before or instead of creating a ticket.

Mechanism: The AI identifies a potentially relevant article and sends the customer a link. The customer must read the article, determine if it applies to their situation, and follow the steps themselves.

Outcome: Ticket volume is reduced. Customer effort is increased. CSAT depends on whether the article actually solved the problem.

Ticket resolution

Definition: Closing a submitted ticket by providing a complete, accurate answer to the customer's specific question — without requiring the customer to find or interpret the answer themselves.

Mechanism: The AI reads the ticket, identifies the specific question, finds the answer in your documentation, and sends a complete, contextual response. The ticket is closed.

Outcome: Ticket volume is reduced. Customer effort is minimised. CSAT reflects the quality of the answer, not the customer's ability to navigate self-service.

CSAT impact

Why deflection hurts CSAT — and resolution improves it

Deflection-based tools report success in terms of 'deflection rate' — the percentage of customers who don't submit a ticket after being shown an article. But deflection rate is not a customer satisfaction metric. A customer who gives up and doesn't resubmit is counted as a deflection success. A customer who reads three articles, finds none of them helpful, and eventually calls your support line is also counted as a deflection success — until the phone call.

Deflection measures avoidance, not satisfaction

A high deflection rate means fewer tickets reached your agents. It does not mean customers got their questions answered. The two are frequently confused in vendor marketing.

Resolution measures outcomes

A high resolution rate means customers received complete, accurate answers to their questions. This is the metric that correlates with CSAT, NPS, and retention.

The silent churn problem

Customers who are deflected but not resolved often don't resubmit a ticket. They quietly disengage. Deflection tools have no visibility into this outcome. Resolution tools do — because the ticket is closed with a verified answer.

When deflection is appropriate

Deflection has a legitimate role — just not where most tools use it

Pre-ticket deflection — helping customers find answers before they submit a ticket — is genuinely valuable. A well-designed help centre, a good search experience, and a contextual chatbot that surfaces relevant articles before the ticket is created all reduce unnecessary ticket volume. The problem is post-ticket deflection: sending a customer who has already submitted a ticket to a knowledge base article instead of answering their question. That's not support — it's redirection.

Good use of deflection

Surfacing relevant help articles in the ticket submission form before the customer submits. Reducing tickets that would have been answered by a quick search.

Bad use of deflection

Responding to a submitted ticket with a link to a knowledge base article. The customer already decided self-service wasn't enough — that's why they submitted a ticket.

How TicketResolve AI works

Resolution, not redirection

01

Read the ticket

The AI reads the full ticket content — subject, body, and any attachments — to understand the customer's specific question.

02

Find the answer

The AI searches your knowledge base and resolved ticket history to find the most relevant, accurate answer to the specific question asked.

03

Score confidence

Before sending anything, the AI scores its confidence in the answer. Below your threshold, the ticket routes to a human agent with full context.

04

Send a complete response

The customer receives a complete, contextual answer — not a link to an article. The ticket is closed. The customer is done.
